WhatsApp is your real contact form: a follow-up system for South African service businesses
A contact form asks a person to fill in fields and wait. A WhatsApp link lets them start a conversation in the channel your business chooses to support. Adding the button is only the first step. Decide who will answer, what information they need and what happens if the customer does not hear back immediately.
This can work for a Johannesburg service business that needs to understand the job, location or timing before it can give a useful answer. It is not the right channel for every customer or every kind of information, so make phone or email options available where they suit the service better.
Make the first message easy to answer
Put a WhatsApp action next to a clear service page, not only in the website footer. Set an expectation about when someone will reply. Invite the customer to share only what is needed to understand the enquiry, such as the service they need and the suburb. Do not ask people to send sensitive details just because chat is convenient.
A useful first reply confirms that the message arrived, asks one relevant follow-up question if needed, and gives the next step. If the team needs to check availability or prepare a quote, say when the customer can expect an update. Only make a timing promise the business can keep.
Give every enquiry an owner and a next action
A simple follow-up system can be a shared inbox or a short lead log. Record the customer’s name and contact details only if needed, the enquiry, who is responsible and the next action. If someone is away, make it clear who takes over. Close the loop when the business cannot help, instead of leaving the person to guess.
The workflow should distinguish a reply to the customer’s request from later outreach. A customer starting a chat is not blanket permission to add them to a promotion list. Ask separately if you want to send future offers or other messages, explain what they are agreeing to receive and keep a record of the choice.
Know which WhatsApp rules apply to your setup
Meta’s WhatsApp Business Messaging Policy says businesses may contact a person on WhatsApp when the person has provided their number and opted in to receive subsequent messages or calls. Meta’s opt-in guidance says the business should be clearly named and the person should understand that they are opting in to communication from it. Meta also requires businesses to respect opt-outs.
For the WhatsApp Business Platform, a user message opens a 24-hour customer-service window. Meta says a business can reply without an approved template during that window; outside it, the Platform requires an approved Message Template. This is a Platform rule, not a general description of every feature in the WhatsApp Business App.Meta’s service-message documentation
A service reply and a marketing message are not the same thing. A requested update about a quote or appointment should stay relevant to that request. Adding an unrelated offer can change the purpose of the message. For Platform users, follow Meta’s current template category rules as well as the policy.
Keep POPIA in the picture
If you use a person’s contact details for direct marketing through electronic communication, POPIA may apply. Section 69 has a limited existing-customer route, with conditions, and otherwise requires consent for unsolicited electronic direct marketing. The Information Regulator’s direct-marketing guidance explains how the rules apply. A requested one-to-one service conversation is not automatically the same as a marketing campaign, but the purpose and context matter. This is general information, not legal advice.
A sensible next step
Test the whole path yourself: open the website on a phone, tap the WhatsApp link, send a test enquiry and check who receives it, who owns the reply and what the customer is told next. If the message lands in a personal inbox nobody else can see, fix the handover before adding more traffic.
FAQs
Does a customer’s first WhatsApp message let me send future promotions?
Do not treat an enquiry as permission for unrelated marketing. Ask for clear opt-in for future messages and follow applicable law and Meta policy.
What is the 24-hour WhatsApp rule?
For the WhatsApp Business Platform, Meta says the customer-service window opens or resets when the person messages or calls. Outside that window, businesses can only send approved templates. Check Meta’s current documentation before designing an automated flow.
Is a WhatsApp reply always direct marketing under POPIA?
Not necessarily. A reply that addresses a customer’s request is different in purpose from an unsolicited promotion. The context and use of personal information matter; get advice on a specific campaign if needed.
